Customer case handling with connected context and clear boundaries
When a case spans support, order, billing, and knowledge systems, employees must rebuild context for each step. A customer may move between teams while previous decisions and their reasons fail to follow.
The details that turn an idea into something you can build.
From customer intent to a resolution path
The system identifies the request and its context, then retrieves knowledge and records it is permitted to read. It checks approved resolution rules and determines what can be provided directly, what needs additional input, and what requires authorization.
Defined actions can include reading an order status, preparing a reply, or updating an authorized field. Each action's permission comes from identity, policy, and the tool, not the model's ability to propose it.
Understand the request and preserve the conversation
Customer service needs more than a translated answer. The agent must recognize intent, retrieve the relevant policy and keep the context when the conversation changes language or moves to an employee. We scope supported languages, business terminology and escalation rules with the client, then evaluate ambiguous requests, incomplete information and handover quality.
A case file that supports continuation
The output brings together the request, data used, completed steps, remaining work, and reason for referral. An employee can continue from that point without relying on a summary that confuses proposals with executed actions.
In a fictional example, a customer asks about a late order. The system reads tracking status if the connection is authorized and available, then applies the supplied service terms. Conflicting records or a missing compensation rule are escalated; it does not invent a date or compensation.
The design joins intake, identification, knowledge retrieval, resolution preparation and human handover. A handover includes the original request, verified records, actions already completed and the decision still required. We agree service targets with the client and measure them against a baseline; another vendor’s cost or satisfaction claim is not evidence of our results.
Autonomy by case type
The initial scope covers requests with known data, rules, and outcomes. Sensitive cases and financial changes are separate from routine inquiries. Scope can expand after quality, escalation, and tool success are measured in bounded operation.
Define escalation by the case, not just the wording of a message. Refunds, account changes and identity-sensitive requests may need a different path from routine status questions. The employee receives the verified context and the unresolved decision, while service reporting distinguishes agent responses, human referrals and actions whose effects were confirmed.
Evaluation criteria
Correct request identification, complete context, adherence to knowledge sources, useful referral, and verified effects in connected systems. Tests include changed case data, cancellation, connection loss, and access violations.
